    A method for pairing telephone calls and agents in a contact center system (300) comprising:determining, by at least one computer processor communicatively coupled to and configured to operate in the contact center system (300), a queue comprising: a first set of telephone calls to be paired using a first pairing strategy, the first pairing strategy provided by an external pairing system (395);a second set of telephone calls to be paired using a second pairing strategy, the second pairing strategy provided by an internal pairing system (390) of the contact center system (300), wherein the second set of telephone calls arrived after the first set of telephone calls;a third set of telephone calls to be paired using the first pairing strategy, wherein the third set of telephone calls arrived after the second set of telephone calls;and a fourth set of telephone calls to be paired using the second pairing strategy, wherein the fourth set of telephone calls arrived after the third set of telephone calls;identifying, by the at least one computer processor, an available agent within the contact center system (300), the available agent being available for pairing under both the first and second pairing strategies;sending, by the at least one computer processor, a route request to the external pairing system (395), wherein the route request indicates that the available agent is available for pairing and comprises a benchmark flag, a control flag to indicate that the external pairing system (395) is operating in shared control, and state information indicative of a current state of the contact center system (300) such that the external pairing system (395) is enabled to make a pairing recommendation based on the current state of the contact center system (300);executing, by the external pairing system (395) and based on the route request, a tie-breaking algorithm to determine whether to use the first pairing strategy provided by the external pairing system (395) or the second pairing strategy provided by the internal pairing system (390) to assign the available agent to one of the telephone calls from the queue, wherein the tie-breaking algorithm determines whether to use the first pairing strategy or the second pairing strategy based on a random number weighted according to a distribution of telephone calls associated with the first pairing strategy and the second pairing strategy within the queue;if the tie-breaking algorithm determines that the available agent is to be paired using the first pairing strategy provided by the external pairing system (395): pairing, by the external pairing system (395), the available agent and a first telephone call of the first set of telephone calls or the third set of telephone calls based on the first pairing strategy, wherein at least one telephone call of the third set of telephone calls is selected for pairing by the external pairing system (395) before all telephone calls of the first set of telephone calls are paired and at least one telephone call of the first set of telephone calls is selected for pairing by the external pairing system (395) before all telephone calls of the third set of telephone calls are paired;and connecting, by the switch (380), the available agent and the first telephone call;and if the tie-breaking algorithm determines that the available agent is to be paired using the second pairing strategy provided by the internal pairing system (390): pairing, by the internal pairing system (390), the available agent to a second telephone call of the second set of telephone calls or the fourth set of telephone calls based on the second pairing strategy, wherein all telephone calls of the second set of telephone calls must be paired prior to pairing any of the telephone calls of the fourth set of telephone calls;and connecting, by the switch (380), the available agent to the second telephone call.

    A system for pairing internet chat sessions and agents in an contact center system (300) comprising:at least one computer processor communicatively coupled to and configured to operate in the contact center system (300), wherein the at least one computer processor is further configured to perform the method of: determining, by at least one computer processor communicatively coupled to and configured to operate in the contact center system (300), a queue comprising: a first set of internet chat sessions to be paired using a first pairing strategy, the first pairing strategy provided by an external pairing system (395);a second set of internet chat sessions to be paired using a second pairing strategy, the second pairing strategy provided by an internal pairing system (390) of the contact center system (300), wherein the second set of internet chat sessions arrived after the first set of internet chat sessions;a third set of internet chat sessions to be paired using the first pairing strategy, wherein the third set of internet chat sessions arrived after the second set of internet chat sessions;and a fourth set of internet chat sessions to be paired using the second pairing strategy, wherein the fourth set of internet chat sessions arrived after the third set of internet chat sessions;identifying, by the at least one computer processor, an available agent within the contact center system (300), the available agent being available for pairing under both the first and second pairing strategies;sending, by the at least one computer processor, a route request to the external pairing system (395), wherein the route request indicates that the available agent is available for pairing and comprises a benchmark flag, a control flag to indicate that the external pairing system (395) is operating in shared control, and state information indicative of a current state of the contact center system (300) such that the external pairing system (395) is enabled to make a pairing recommendation based on the current state of the contact center system (300);executing, by the external pairing system (395) and based on the route request, a tie-breaking algorithm to determine whether to use the first pairing strategy provided by the external pairing system (395) or the second pairing strategy provided by the internal pairing system (390) to assign the available agent to one of the internet chat sessions from the queue, wherein the tie-breaking algorithm determines whether to use the first pairing strategy or the second pairing strategy based on a random number weighted according to a distribution of internet chat sessions associated with the first pairing strategy and the second pairing strategy within the queue;if the tie-breaking algorithm determines that the available agent is to be paired using the first pairing strategy provided by the external pairing system (395): pairing, by the external pairing system (395), the available agent and a first internet chat session of the first set of internet chat sessions or the third set of internet chat sessions based on the first pairing strategy, wherein at least one internet chat session of the third set of internet chat sessions is selected for pairing by the external pairing system (395) before all internet chat sessions of the first set of internet chat sessions are paired and at least one internet chat session of the first set of internet chat sessions is selected for pairing by the external pairing system (395) before all internet chat sessions of the third set of internet chat sessions are paired;and connecting, by the switch (380), the available agent and the first internet chat session;and if the tie-breaking algorithm determines that the available agent is to be paired using the second pairing strategy provided by the internal pairing system (390): pairing, by the internal pairing system (390), the available agent to a second internet chat session of the second set of internet chat sessions or the fourth set of internet chat sessions based on the second pairing strategy, wherein all internet chat sessions of the second set of internet chat sessions must be paired prior to pairing any of the internet chat sessions of the fourth set of internet chat sessions;and connecting, by the switch (380), the available agent to the second internet chat session.

    An article of manufacture for pairing emails and agents in an contact center system (300) comprising:a processor readable medium comprising instructions which, when executed by at least one computer processor communicatively coupled to and configured to operate in the contact center system (300), cause the at least one computer processor to operate so as to perform the method of: determining, by at least one computer processor communicatively coupled to and configured to operate in the contact center system (300), a queue comprising: a first set of emails to be paired using a first pairing strategy, the first pairing strategy provided by an external pairing system (395);a second set of emails to be paired using a second pairing strategy, the second pairing strategy provided by an internal pairing system (390) of the contact center system (300), wherein the second set of emails arrived after the first set of emails;a third set of emails to be paired using the first pairing strategy, wherein the third set of emails arrived after the second set of emails;and a fourth set of emails to be paired using the second pairing strategy, wherein the fourth set of emails arrived after the third set of emails;identifying, by the at least one computer processor, an available agent within the contact center system (300), the available agent being available for pairing under both the first and second pairing strategies;sending, by the at least one computer processor, a route request to the external pairing system (395), wherein the route request indicates that the available agent is available for pairing and comprises a benchmark flag, a control flag to indicate that the external pairing system (395) is operating in shared control, and state information indicative of a current state of the contact center system (300) such that the external pairing system (395) is enabled to make a pairing recommendation based on the current state of the contact center system (300);executing, by the external pairing system (395) and based on the route request, a tie-breaking algorithm to determine whether to use the first pairing strategy provided by the external pairing system (395) or the second pairing strategy provided by the internal pairing system (390) to assign the available agent to one of the emails from the queue, wherein the tie-breaking algorithm determines whether to use the first pairing strategy or the second pairing strategy based on a random number weighted according to a distribution of emails associated with the first pairing strategy and the second pairing strategy within the queue;if the tie-breaking algorithm determines that the available agent is to be paired using the first pairing strategy provided by the external pairing system (395): pairing, by the external pairing system (395), the available agent and a first email of the first set of emails or the third set of emails based on the first pairing strategy, wherein at least one email of the third set of emails is selected for pairing by the external pairing system (395) before all emails of the first set of emails are paired and at least one email of the first set of emails is selected for pairing by the external pairing system (395) before all emails of the third set of emails are paired;and connecting, by the switch (380), the available agent and the first email;and if the tie-breaking algorithm determines that the available agent is to be paired using the second pairing strategy provided by the internal pairing system (390): pairing, by the internal pairing system (390), the available agent to a second email of the second set of emails or the fourth set of emails based on the second pairing strategy, wherein all emails of the second set of emails must be paired prior to pairing any of the emails of the fourth set of emails;and connecting, by the switch (380), the available agent to the second email.
