  1. 1
A multimedia capable communication center (1200) to handle incoming events comprising;- a local area network (1206), hereinafter referred to as LAN;- a multimedia-capable virtual queue (1201) connected to the LAN (1206);- a virtual routing server (1202) connected to the virtual queue (1201) and the LAN (1206);- a workforce management and planning server (1205) connected to the LAN (1206);- a plurality of resources and a workforce for handling the events;and - a state server (1204) for serving real-time information about the presence and activity of the workforce and resources, wherein the virtual queue (1201) comprises an indication of each real incoming multimedia event held in real queues, and wherein the workforce management and planning server (1205) is adapted to - access the virtual queue (1201) via the LAN (1206) for event data of individual events, the event data including event purpose information of the events, - determine, at least partially from the purpose of the events, resource and workforce requirements for each event, - access the state server (1204) for at least current real-time presence and activity information of allocated workforce and resources, - compare the current presence and activity information of allocated resources against near term event requirements of events in the virtual queue (1201), whereby the presence and activity information and the event requirements comprise at least media type information, - determine a recommendation of workforce resource allocation , and - generate the recommendation based on said determination and send the recommendation to a target agent workstation (1207) for allocating the workforce minutes before the resources are required to serve the event, thereby causing the queued events to be routed to the workforce and resources according to said recommendations.
  2. 4
The center of one of claims 1 to 3, wherein the multimedia events include telephony calls and at least one of IP voice calls, emails facsimiles, video mails, or chat initiation events.
  3. 5
The center of one of claims 1 to 4, wherein the virtual queues are dedicated, one each to a separate media type.
  4. 6
The center of one of claims 1 to 5, wherein the requirements for handling events include event origination ID, and event destination ID.
  5. 7
The center of one of claims 1 to 6, wherein the events are prioritized in the virtual queue according to the handling requirements.
  6. 8
A method for generating a recommendation of a resource allocation in a multimedia capable communication center (1200) comprising a plurality of resources and a workforce for handling incoming events; - a multimedia-capable virtual queue (1201) comprising an indication of real incoming multimedia events queued in a plurality of real queues, the data including purpose of the event for individual events; - a state server (1204) for serving real-time information about the presence and activity of the workforce and resources for handling the events; and a workforce managing and planning server (1205) performing the steps of:an accessing the virtual queue (1201) for event data of individual events , the event data including event purpose information of the events (1300);d) determining, at least partially from the purpose of the events, resource and workforce requirements for each event (1301);e) accessing at least current real-time presence and activity information of allocated workforce and resources (1302);f) comparing the current presence and activity information of allocated resources against near term event requirements of events in the virtual queue (1201), whereby the presence and activity information and the event requirements comprise at least media type information (1303), g) determining a recommendation of workforce resource allocation, and h) generating the recommendation based on said determination (1304) and sending the recommendation to a target agent workstation (1207) (1305) for allocating the workforce minutes before the resources are required to serve the event (1306), i) thereby causing the queued events to be routed to the workforce and resources according to said recommendations.
  7. 12
The method of one of claims 8 to 11, wherein the workforce includes at least live agents and the resources include automated event handling systems.
  8. 13
The method of one of claims 8 to 12, wherein the multimedia events include telephony calls and at least one of IP voice calls, emails, or chat initiation events.
  9. 14
The method of one of claims 8 to 13, wherein the virtual queues are dedicated, one each to a separate media type.
  10. 15
The method of one of claims 8 to 14, wherein the requirements for handling events include media type, event origination ID, event destination ID, and purpose of event communication.
  11. 16
The method of one of claims 8 to 15, wherein the events are prioritized in the virtual queue according to the handling requirements.
